How are AI agents used in customer support?
Where agents fit
In support, agents are often used to understand a request, look up relevant account or policy information, draft a reply, and handle simple actions such as resetting a setting. They can reduce wait times for common questions and gather context before a person steps in.
Keeping a person in the loop
Sensitive actions, refunds, and anything involving a firm promise usually stay with a human, or require a person to approve the agent proposal. The agent speeds up the routine parts while the judgment calls remain supervised.
Measuring whether it helps
Useful measures include how often the agent resolves an issue without escalation, how often its drafts are edited, and customer satisfaction after the change. Without those measures it is hard to tell whether an agent is helping or simply adding a layer.
